Are You Treating Your Fans Like Cattle

Email ain’t dead yet.

When they wake up, 59% of consumers check their email account before anything else online, according to new research from ExactTarget (disclosure: client), in a sweeping survey of 400+ Americans. (play with the data in the super cool interactive tool below)

This correlates well with a similar, but far less statistically rigorous poll I conducted one year ago asking Twitter users what they checked first in the morning, and email was preferred by 77%.

The full ExactTarget research is available for free here, and includes several other interesting discoveries:

  • People who check email first tend to be motivated to interact with brands online for the sake of deals (why you need a deal before you’ve even had coffee, I’m not sure)
  • People who check Facebook first (11% of total respondents) tend to become fans of brands for entertainment purposes, or to show support (the concept of social badging).
  • 39% of the people that check email first still use Facebook daily, but their motivation for doing so remains deal-centric.

Moo. Don’t Treat Fans Like Cattle

To me, the key insight is less about who checks what first (although it would be interesting to see the impact of smart phone ownership on the results). The key insight is instead the fact that motivations for brand interaction are widely divergent. You cannot presume that your subscribers, fans, or followers pay attention to your brand for reasons that are anywhere close to homogenous. They are not a faceless heard. They have motivations that are specific, particular and important.

This has enormous implications for social segmentation, content creation, tonality, and appropriate success metrics. We all need to start thinking about how we can mine social and email data to create not just one list of subscribers/fans/followers, but multiple lists based on what people want from our brands, and how likely they are to respond to information of a particular type and context. If we’re not using the available data (made even richer by the coming ubiquity of “like”) to boost relevancy of our social and email communication, our fans will gravitate toward companies that are. Because relevancy = respect.

For many companies (but by no means all), “batch and blast” email whereby everyone on the subscriber list gets the same message is a thing of the past. It’s time to start thinking about social media the same way. Programs like ThinkGeek‘s @thinkgeekspam that includes only deals and offers may need to become the rule, not the exception.

    Jay, you make some amazing points here and I think you are spot on. One of the greatest benefits in the emergence of social media communication and marketing is that now every consumer has a voice that can be heard.

    It's not like the “old days” where TV/radios advertisements and marketing campaigns had to appeal to broadly defined targets markets. If you want to reach out to your customers who like to dress up in viking garb and sing showtunes on the weekends, social media has now given you that opportunity.

    I know Facebook has made strides to advertise to people based on their interests and I see our culture moving in that direction, more to a “what do you have that I personally would be interested in” type of marketing.

    Terrific post, Jay. You are absolutely right in that people aren't making their purchase decisions or determining the brands to which they are loyal based on their demographics or what their favorite social medium is — as with everything else, they're doing it based on an intrinsically personal motivation. Our job as marketers is to understand those needs and make our products and services a perfect and irresistible solution.

    I also agree that ThinkGeek's approach with two Twitter feeds to satisfy the needs of different audiences (attitudinally based vs. demographically- or even activity-based) is a step in the right direction. But while it is one thing to develop segmented email marketing based on relevant messaging for each audience, or to segment your website content similarly, I think the great challenge of executing this strategy in social media will be the investment of time, effort and dedication it takes to manage even ONE social media program — much less that it will take to manage multiple programs with different audiences, objectives and relevant content areas.

    I would love to hear your thoughts about how companies can address this challenge from a practical standpoint. It seems to me that many can barely muster the resources and dedication to do a good job with even one social media initiative — how can they possibly handle a segmented social media program day in and day out?

    I know companies who have interns just for social media (The VIA Group http://www.vianow.com/ and @vianow on Twitter). The head of their social media program took a week off and invited all the local Twitter people to sit with him at a coffee shop, and really get to know them, then he posted about it on Twitter.

    Later on, they had a huge party with free beer, which was also a technique employed by an intern who worked for a former Presidential candidate to get people to attend the caucus (I know, because I worked with her on a separate political campaign, which was won, by the way). As you can imagine, the VIA party was pretty crowded! They also challenged party-goers to dress in Mad Men themed costumes. It was lots of fun and they got a lot of buzz.

    VIA is going to be the #1 company I go to if I want an ad campaign or want to refer someone to an ad agency. Their intern is well-trained and they respond with good-natured humor to people. No buzzwords, no “I’m sorry, I can’t do that, Dave,” type of stuff. Just fun and friendly and well, social. I’m dying to find someone to recommend them to now. They did the Alton Brown Welch’s Grape Juice commercial, Maidenform Bras, and a whole lot more. I think anyone should look at them for a perfect case study on how to best use social media.

    I get Twitter follows based on keywords, where robots are obviously being used. It’s annoying, and I don’t usually follow them back.

    I do check my email first, and I will read or delete newsletters based on my mood of the day. If it’s got a headline that catches my attention, I’ll open it. I use AdBlockPlus for my websurfing, so don’t try to reach me that way. What gets my attention is someone talking to me, making the effort to develop a real relationship with me, and finding out what my needs are.

    I think we should realize that email, Twitter and Facebook are simply tools, and how you utilize them determines the response you’ll get from people. Like TV commercials can be muted, users can block you on Twitter or unsubscribe to your emails if you blast your message in their faces without providing useful content or yes, deals. But get a real person talking back to you, then you may have a customer. If not, a person who will refer you to potential customers. How many of you reading this have been annoyed in the last week by reaching a computerized answering system instead of being allowed to speak to a customer service rep? Did you have to punch several buttons to get to someone human? Look at Amazon: hit the contact button and someone calls you in less than a minute and resolves your problem.

    To Daniel Hindan: I think it’s funny how people are willing to pay a sales force commission but they’re missing the boat on what could be a free sales and referral system, by hiring an intern or training existing staff members about social media. That’s why I don’t work for companies like that anymore (and probably won’t buy from them, either!).

    “Wait, you mean we have to have different strategies/programs to accomplish different things?”

    This is such an elemental part of marketing that I find it hard to imagine a marketer *wouldn't* understand that. One doesn't send the exact same email message to one's list to try and accomplish everything (or shouldn't anyway), so why would any marketing channel be different?

    Tim, that's exactly why it blew my mind. I respect this woman tremendously as a general marketer. She knows her stuff, and segmentation is actually one of her stronger points.

    That's what made it such a perplexing experience for me, because she wasn't looking at social media marketing the same way as she looks at marketing in general. It just shows that many very intelligent people haven't moved past the whole social media is just for kicks point of view.

    Of course, many of us have moved far beyond that point. It will take some time for those who haven't made it a priority to learn the space inside and out. But it will come. And then they'll realize, social media is actually just like real life!

    Good points Jay… love your blog. What I find fascinating is that with so many social media marketing techniques, applications and opportunities, I feel we are rapidly losing focus on what authentic connection looks like. I very much am in the camp of quality over quantity (would rather have 100 fans who listen and appreciate the dialogue than 5,000 who never engage). I struggle with knowing what is the best way to find the interested followers, let alone how to then segment them. I'm trying to learn though! Thanks for the great insights!

    I agree, fans are not cattle, they are people. I do my best to personally connect with everyone that I interface with, mostly through my Twitter account. I've managed to talk to a large number of my follwership on the phone or met in person at conferences. It truly closes the loop on Social Media and makes for an ironclad relationship that will withstand the test of time.

    This is more evidence that email isn't dead, and that email + social media integration can lead to great benefits.

    I also really enjoy this idea of social segmentation. The tools have been there to do things like this in email for awhile now, but social media is slightly behind the curve. Facebook makes targeting updates a cinch (choosing a specific group to send to), but most other platforms (namely Twitter) don't offer anything even close.

    Thanks for sharing this research report and the numbers behind it. Also, thanks for furthering the notion of segmentation, as “batch and blast” could quickly serve as the death of social media.
